                      Lower stakes means lower risks if something goes wrong. So we don’t require every user of each technology product to spend months or years learning exactly how they work, what their limitations are, and practicing how to take over when necessary.

                      If you’ve been in support for a few years, in the pre-LLM era, then you’ve got a ton of experience to fall back on. You’ve developed that gut sense of what’s probably going on, what’s a reasonable answer, and when to slow down and dig in. You know when not to rely on the machine answer. The more confident and comfortable you are with the underlying task, the less you need to place your trust in automated systems.
                     </p>

                      Conversely, if you’re new to support and all of your interactions with customers are mediated by generative AI, you are at higher risk. You may not yet have the necessary skills or the confidence to take over from an AI and make a different call.

                      That’s the challenge every support team leader needs to be thinking about right now. How can we develop our newest team members into capable people who can use AI tools to serve our customers, but not be led astray by tools that lack human judgment?

                      The answer can’t be years of practice, we’re not astronauts. Perhaps training inboxes with AI customers and human review will play a role. QA tools and peer-to-peer learning will also help. The most trustworthy support teams of the future will be staffed with people who know the job better than their AI tools do, and who will intervene in the key moments. They’ll make use of AI to work faster, and to do all the things people can’t easily do on their own, but they will not drive into the lake.
